Customer Touchpoint

A customer touchpoint is any moment of interaction between a customer and a brand — before, during, or after a purchase. This includes both direct interactions (a branch visit, a call to customer support, a product delivery) and indirect ones (seeing an advertisement, reading a review, hearing about the brand from a friend).

Every touchpoint is an opportunity to either strengthen or damage a customer relationship. A CX programme’s job is to identify which touchpoints matter most, measure how customers feel at each one, and act when an experience falls short.

What Counts as a Touchpoint?

Touchpoints span the entire customer journey and vary by industry. For an Indian bank, touchpoints might include a branch visit, a mobile banking session, an ATM interaction, a loan application process, or a call to the service centre. For a retailer, they might include a store visit, a delivery, an app session, or a returns process. No two organisations have the same touchpoint map — which is why generic CX measurement rarely works as well as a programme built around your specific customer journey.

Pre-Purchase, Purchase, and Post-Purchase Touchpoints

It helps to organise touchpoints by stage. Pre-purchase touchpoints (advertising, website, word-of-mouth) shape expectations. Purchase touchpoints (in-store experience, checkout, onboarding) shape first impressions. Post-purchase touchpoints (support, renewal, complaint handling) shape loyalty. Most CX programmes over-index on purchase-stage measurement and underinvest in post-purchase touchpoints — which is where customer loyalty is actually won or lost.
